CHAPTER 1
INTRODUCTION

General introduction

Marketing is analysis of customer, competitive and business

environment. This provides overall understanding of what segment exists,

deciding and targeting the most profitable segment, positioning the product in

different segments and then implementing what is necessary to deliver that

positioning. Having a detailed understanding of the customer’s attitudes, their

knowledge and their economic power, marketers are able to take strategic

decisions for better growth.

Having a solid understanding of consumer behaviour, their motivation,

their perception and preferences in the organisation a marketer would be able to


recognise the expectation level of the consumer. At the same time the company

would be able to retain its present customers and through awareness activities it

would also generate prospective customers.

A company is required to maximise customer satisfaction in order to

retain the customers and stop them from moving to an alternative company

product. The framework of the customer retention comprise of market,

resources, organisation structure and the other procedures. The company also

avails various promotional tools like print, media, electronic media, exhibitions

etc. to create customer awareness. Maintaining a record of regular customer

feedback helps the company to minimize the gap between product and service

delivered and customer expectation.

Customer satisfaction
Customer satisfaction, a business term, is a measure of how products

and services supplied by a company meet or surpass customer expectation. It is

seen as a key performance indicator within business and is part of the four of

a balanced scorecard.

In a competitive marketplace where businesses compete for customers,

customer satisfaction is seen as a key differentiator and increasingly has become

a key element of business strategy.

However, the importance of customer satisfaction diminishes when a firm

has increased Bargaining Power .There is a substantial body of empirical

literature that establishes the benefits of customer satisfaction for firms.

Measuring customer satisfaction

Organizations need to retain existing customers while targeting non-

customers. Measuring customer satisfaction provides an indication of how


successful the organization is at providing products and/or services to the

marketplace.

Customer satisfaction is an abstract concept and the actual manifestation

of the state of satisfaction will vary from person to person and product/service

to product/service. The state of satisfaction depends on a number of both

psychological and physical variables which correlate with satisfaction

behaviours such as return and recommend rate. The level of satisfaction can

also vary depending on other factors the customer, such as other products

against which the customer can compare the organization's products.

Work done by Parasuraman, Zeithaml and Berry (Leonard L) between

1985 and 1988 delivered SERVQUAL which provides the basis for the

measurement of customer satisfaction with a service by using the gap between

the customer's expectation of performance and their perceived experience of

performance. This provides the researcher with a satisfaction "gap" which is

semi-quantitative in nature. Cronin and Taylor extended the disconfirmation


theory by combining the "gap" described by Parasuraman, Zeithaml and Berry

as two different measures (perception and expectation) into a single

measurement of performance relative to expectation.

The usual measures of customer satisfaction involve a survey with a set

of statements using a Linkert Technique or scale. The customer is asked to

evaluate each statement in terms of their perception and expectation of

performance of the service being measured.

Methodologies
American customer satisfaction index (ACSI) is a scientific standard of

customer satisfaction. Academic research has shown that the national ACSI

score is a strong predictor of gross domestic program (GDP) growth, and an

even stronger predictor of Personal Consumption expenditure (PCE) growth. On

the microeconomic level, research has shown that ACSI data predicts Stock

Market performance, both for market indices and for individually traded

companies. Increasing ACSI scores has been shown to predict loyalty, word-of-

mouth recommendations, and purchase behaviour. The ACSI measures

customer satisfaction annually for more than 200 companies in 43 industries

and 10 economic sectors. In addition to quarterly reports, the ACSI

methodology can be applied to private sector companies and government

agencies in order to improve loyalty and purchase intent. Two companies have

been licensed to apply the methodology of the ACSI for both the private and

public sector: applies the methodology of the ACSI offline, and Forcee applies

the ACSI to websites and other online initiatives. ASCI scores have also been

calculated by independent researchers, for example, for the mobile phones

sector, higher education, and Electronic mail.

The Kano Model is a theory of product development and customer

satisfaction developed in the 1980s by Professor Norai Kano that classifies


customer preferences into five categories: Attractive, One-Dimensional, Must-

Be, Indifferent, Reverse. The Kano model offers some insight into the product

attributes which are perceived to be important to customers. Kano also produced

a methodology for mapping consumer responses to questionnaires onto his

model.

RATER is a service-quality framework that has been incorporated into

customer-satisfaction surveys (e.g., the revised Norwegian Customer

Satisfaction Barometer) to indicate the gap between customer expectations and

experience.

J.D. Power and Associates' provides another measure of customer satisfaction,

known for its top-box approach and automotive industry rankings. J.D. Power

and Associates' marketing research consists primarily of consumer surveys and

is publicly known for the value of its product awards.

Other research and consulting firms have customer satisfaction solutions

as well. These include A.T. Kearney's Customer Satisfaction Audit


process, which incorporates the Stages of Excellence framework and which

helps define a company’s status against eight critically identified dimensions.

For Business to Business (B2B) surveys there is the Info Quest box. This

has been used internationally since 1989 on more than 110,000 surveys (Nov

'09) with an average response rate of 72.74%. The box is targeted at "the most

important" customers and avoids the need for a blanket survey.

Improving Customer Satisfaction


Published standards exist to help organizations develop their current

levels of customer satisfaction. The International Customer Service

Institute (TICSI) has released The International Customer Service Standard

(TICSS). TICSS enables organizations to focus their attention on delivering

excellence in the management of customer service, whilst at the same time

providing recognition of success through a 3rd Party registration scheme.

TICSS focuses an organization’s attention on delivering increased customer

satisfaction by helping the organization through a Service Quality Model.

TICSS Service Quality Model uses the 5 P's - Policy, Processes, People,

Premises, Product/Services, as well as performance measurement. The

implementation of a customer service standard should lead to higher levels of

customer satisfaction, which in turn influences customer retention and customer

loyalty

Research Design Method


Research design can be thought of as the structure of research -- it is the "glue"

that holds all of the elements in a research project together. We often describe a

design using a concise notation that enables us to summarize a complex design

structure efficiently.

There are mainly 2 kind of Data collection.

* Secondary data.

Primary data:-

Data observed or collected directly from first-hand experience.

Secondary data:-

Published data and the data collected in the past or other parties are called
secondary data.

Primary and secondary data: concepts, concerns, errors, and

issues.
Primary and secondary Data

Primary and secondary data are defined in The Dictionary of Real Estate

Appraisal as follows:

* Primary data--Information that researchers gather first hand.

* Secondary data--Information from secondary sources, i.e., not directly

compiled by the analyst; may include published or unpublished work based on

research that relies on primary sources of any material other than primary

sources used to prepare a written work.

The Appraisal of Real Estate provides only a brief discussion of primary data

when it states that "specific data and competitive supply and demand data,

which deal with the subject property and comparable properties in the subject

market, is most often obtained by appraisers themselves and therefore qualifies

as primary data." This statement is correct but short of being an explicit

definition.

The Appraisal of Real Estate also provides only a brief discussion of secondary

Data when it states that "this secondary data describes the general real estate

market and is usually collected by a research firm or government agency."


Again, this is close to a definition, but it is not an explicit definition.

Consider the following definitions for primary and secondary data taken

from marketing literature:

* Primary data is facts and information collected specifically for the purpose of

the investigation at hand.

* Secondary data is facts and information gathered not for the immediate study

at hand but for some other purpose.

Secondary data has been gathered by others for their own purposes, but the data

could be useful in the analysis of a wide range of real property. In general,

secondary data exists in published sources.

These definitions relate these two forms of data. Secondary data is generated by

means of primary data gathering techniques. One person or entity's primary data

become another person or entity's secondary data. The best example of this

relationship is the data of the U.S. Bureau of the Census. The Bureau is

responsible for counting the population every ten years to establish the districts
of representation in the House of Representatives. Over time, this charge "to

count the population" evolved into the analysis that the Bureau currently

conducts of the demographic and economic characteristics of the

population, characteristics of retail trade, composition of the industrial sector,

nature of the housing stock, etc. This wide array of data is all primary data to

the Bureau of the Census.

When census data is used in a market evaluation for an appraisal or a market

study, it becomes secondary data. Appraisers and market analysts use many data

sets that are gathered as primary data. Any demographic and economic data

generated by any government agency (federal, state, and local) for whatever

purpose they deem necessary becomes someone else's secondary data. The data

on a subject property submitted to a database of comparable sales goes in as

primary data gathered for and used in a specific appraisal. When another

appraiser retrieves this information, it becomes secondary data when used in

that appraiser's report.


Appraisers need to understand the issues involved in primary data gathering

because they are involved in primary data gathering whenever they do field

research and because the secondary data they use from published sources was

previously gathered as primary data.

Primary and secondary data are used in appraisals, highest and best use studies,

market analysis sections of appraisals, and full-scale market studies. A

conceptual link between these two types of data and their use appears in the

"Levels of Study" discussion presented in the Appraisal Institute's Course 520,

"Highest and Best Use and Market Analysis" and in Chapter 2 of Market

Analysis for Valuation Appraisals, which is published by the Appraisal

Institute. A detailed discussion of this relationship appears later in this paper.

Primary Data Collection


In primary data collection, you collect the data yourself using methods such as
interviews and questionnaires. The key point here is that the data you collect is
unique to you and your research and, until you publish, no one else has access
to it.

There are many methods of collecting primary data and the main methods
include:

• portfolios.

Secondary Data Collection

The four methods of secondary data collection are as follows:-


1) Internet search, using online resources.

To gather data for research purposes. This method is not usually very reliable

and requires appropriate citation and critical analysis for findings.

2) Library search and indexing, this technique requires to go through written

texts that have already done similar work and utilizing their researches for your

dissertations.

3) Data collection organizations, for example Gallup and AC Nielsen conduct

researches on a recurrent basis ranging in a wide array of topics.

4) News Papers and Magazines, journals and other similar periodicals.

Sampling
Sampling is the process of selecting units (e.g., people, organizations)

from a population of interest so that by studying the sample we may fairly

generalize our results back to the population from which they were chosen. Let's

begin by covering some of the key terms in sampling like "population" and
"sampling frame." Then, because some types of sampling rely upon quantitative

models, we'll talk about some of the statistical terms used in sampling. Finally,

From the organization point of view the study will be able to find out the level

of customer satisfaction from the products and services offered by Gulmarg.

From the study, the researcher is able to get the present market scenario of

Gulmarg aquarium .This study will also help the researchers to factors in order

to have a better opinion about the product. It will also help the researcher to

understand the consumer. Attitude towards Gulmarg aquarium in south

Bangalore. As this study was confined to south Bangalore.

Limitations

1. The project work was conducted in the southern area of Bangalore

which does not actually represent the whole population using

2. The information obtained is assumed to be factual.

3. The consumers may have biased opinion.

Aquarium

An aquarium (plural aquariums or aquaria) is a vivarium consisting of at

least one transparent side in which water-dwelling plants or animals are kept.

Fishkeepers use aquaria to keep fish, invertebrates, amphibians, marine


mammals, turtles, and aquatic plants. The term combines the Latin root aqua,

meaning water, with the suffix -arium, meaning "a place for relating to".

An aquarist owns fish or maintains an aquarium, typically constructed of glass

or high strength plastic. Cuboid aquaria are also known as fish tanks or simply

tanks, while bowl-shaped aquaria are also known as fish bowls. Size can range

from a small glass bowl to immense public aquaria. Specialized equipment

maintains appropriate water quality and other characteristics suitable for the

aquarium's residents.

History and popularization

In the Roman Empire, the first fish to be brought indoors was the sea

barbel, which was kept under guest beds in small tanks made of marble.

Introduction of glass panes around the year 50 allowed Romans to replace one
wall of marble tanks, improving their view of the fish. In 1369, the Chinese

Emperor, Hóngwǔ, established a porcelain company that produced large

porcelain tubs for maintaining goldfish; over time, people produced tubs that

approached the shape of modern fish bowls. Leonhard Baldner, who wrote

Vogel-, Fisch- und Tierbuch (Bird, Fish, and Animal Book) in 1666, maintained

weather loaches and newts.

In 1836, soon after his invention of the Wardian case, Ward proposed to

use his tanks for tropical animals. In 1841 he did so, though only with aquatic

plants and toy fish. However, he soon housed real animals. In 1838, Félix

Dujardin noted owning a saltwater aquarium, though he did not use the term.

In 1846, Anna Thynne maintained stony corals and seaweed for almost three

years, and was credited as the creator of the first balanced marine aquarium in

London. At about the same time, Robert Warington experimented with a 13-

gallon container, which contained goldfish, eelgrass, and snails, creating one of

the first stable aquaria. He published his findings in 1850 in the Chemical

Society's journal

The keeping of fish in an aquarium became a popular hobby and spread

quickly. In the United Kingdom, it became popular after ornate aquaria in cast
iron frames were featured at the Great Exhibition of 1851. In 1853, the first

large public aquarium opened in the London Zoo and came to be known as the

Fish House. Philip Henry Gosse was the first person to actually use the word

"aquarium", opting for this term (instead of "vivarium") in 1854 in his book The

Aquarium: An Unveiling of the Wonders of the Deep Sea. In this book, Gosse

primarily discussed saltwater aquaria. In the 1850s, the aquarium became a fad

in the United Kingdom.

Germans soon rivaled the British in their interest. In 1854, an anonymous

author had two articles published about the saltwater aquaria of the United

Kingdom: Die Gartenlaube (The Garden House) entitled Der Ocean auf dem

Tische (The Ocean on the Table). However, in 1856, Der See im Glase (The

Lake in a Glass) was published, discussing freshwater aquaria, which were

much easier to maintain in landlocked areas. During the 1870s, some of the first

aquarist societies were appearing in Germany. The United States soon followed.

Published in 1858, Henry D. Butler's The Family Aquarium was one of the first

books written in the United States solely about the aquarium. According to the

July issue of The North American Review of the same year, William Stimson

may have owned some of the first functional aquaria, and had as many as seven

or eight. The first aquarist society in the United States was founded in New
York City in 1893, followed by others. The New York Aquarium Journal, first

published in October 1876, is considered to be the world's first aquarium

magazine.

In the Victorian era in the United Kingdom, a common design for the

home aquarium was a glass front with the other sides made of wood (made

watertight with a pitch coating). The bottom would be made of slate and heated

from below. More advanced systems soon began to be introduced, along with

tanks of glass in metal frames. During the latter half of the 19th century, a

variety of aquarium designs were explored, such as hanging the aquarium on a

wall, mounting it as part of a window, or even combining it with a birdcage.

Circa 1908, the first mechanical aquarium air pump was invented,

powered by running water, instead of electricity. The introduction of the air

pump into the hobby is considered by several historians of the hobby to be a

pivotal moment in the development of the hobby.

Aquaria became more widely popular as houses had an electricity supply

after World War I. Electricity allowed artificial lighting as well as aeration,

filtration, and heating of the water. Initially, amateur aquarists kept native fish

(with the exception of goldfish); the availability of exotic species from overseas

further increased the popularity of the aquarium. Jugs made from a variety of
materials were used to import fish from overseas, with a bicycle foot pump for

aeration. Plastic shipping bags were introduced in the 1950s, making it easier to

ship fish. The eventual availability of air freight, allowed fish to be successfully

imported from distant regions. In the 1960s metal frames made marine aquaria

almost impossible due to corrosion, but the development of tar and silicone

sealant allowed the first all-glass aquaria made by Martin Horowitz in Los

Angeles, CA. The frames remained, however, though purely for aesthetic

reasons.

In the United States, aquarium keeping is the second-most popular hobby after

stamp collecting. In 1999 it was estimated that over nine million U.S.

households own an aquarium. Figures from the 2005/2006 APPMA National

Pet Owners Survey report that Americans own approximately 139 million

freshwater fish and 9.6 million saltwater fish. Estimates of the numbers of fish

kept in aquaria in Germany suggest at least 36 million. The hobby has the

strongest following in Europe, Asia, and North America. In the United States,

40 percent of aquarists maintain two or more tanks.

In India, this concept of aquarium and aquarium fish tank keeping has been a

practice since long ago, popularized mainly by the Britishers through inclusion
of exotic varieties. Presently it’s gaining popularity and almost every house-

hold is keen to keep aquarium.

DIFFERENT TYPES OF AQUARIUM

An aquarium is not just a motley collection of plants and fish. Some


aquarists aim to reconstruct the biotope of a specific geographical region
(Central America, the Amazon, Asia, Africa), while others concentrate on a
single group of fish (for example, livebearers, Cichlids, or marine fish).
Whatever the option, an aquarium must be attractive and well balanced for its
occupants to thrive, and this entails some understanding of the various habitats,
as well as their inhabitants.
An aquarium is a collection of elements - fish, plants, soil, rocks, water -
which are compatible with each other. However, there are several types of
aquarium, all sharing the same general principles and techniques but differing
with respect to the environment created. Aquariums are divided into two main
groups:
temperate aquariums, often mistakenly called cold water aquariums,
where the water temperature can range from 5 to 25°C;
tropical aquariums, with either fresh or sea water. These cover the areas
lying roughly between the tropic of Cancer, to the north of the equator, and the
tropic of Capricorn, to the south, where the water temperature varies by only a
few degrees throughout the whole year.

Aquarium Water Temperature


For the vast majority of tropical fish, an aquarium water temperature of 76 to
78º Fahrenheit will be fine. Some species like cooler water and some prefer
warmer water, but as a compromise, this range works well.

If you are having difficulty deciding what fish to buy, it wouldn't hurt to choose
fish that prefer the same temperature range. Goldfish are not tropical fish and
fare better at temperatures closer to 65º Fahrenheit.
Water temperature should remain consistent in
your aquarium.

It is very important that the water temperature be consistent. Rapid fluctuations


in temperature, particularly down, cause physical stress to fish that often leads
to disease. The solution to maintaining the correct water temperature is an
aquarium heater and thermostat.

Aquarium heaters are available in a variety of types, sizes, and prices. When it
comes to aquarium heaters, trying to save money is not a good idea. The
reliability of a heater is too crucial to risk buying an inexpensive one.

The weak link in any heater is the thermostat, which regulates the heater,

turning it on and off to maintain the desired temperature. The quality of design,
materials, and construction of the thermostat is one of the things that separates
unreliable heaters from good ones. In cheap heaters, the thermostat often sticks
-- either open or closed -- and this can be disastrous.

When the thermostat is stuck in the closed position, the heater remains on,
raising the water temperature. Unless you make a habit of checking the
temperature each day, you may not notice there is a problem until the fish have
died, either directly from the heat of the water or because the warm water is
unable to hold enough dissolved oxygen to support them.

If the thermostat sticks in the open position, the heater never turns on and the
water temperature begins to drop. How low the temperature will drop depends
directly on the room temperature.

In the summer, when the room may be in the 70º to 80º Fahrenheit range, the
temperature may not even drop at all.

SPECIAL PURPOSE AQUARIUMS

This category includes:

• breeding aquariums, often a simple glued glass tank with no soil, for

temporary use;

• hospital-aquariums;

• large aquariums. These are large by virtue of their length, as their depth

and breadth cannot exceed certain limits for technical and practical
reasons. They sometimes present installation problems, due to the weight

on the base and the special materials required for their construction.

Large tanks are often given over to large species which require ample living

space on account of their size. They can also be used for the other purposes

mentioned above, because it is generally considered that the bigger the

aquarium, the easier it is to maintain its equilibrium. Contrary to what is often

thought, their maintenance does not imply more problems if an equilibrium is

really achieved.

I've been a fresh water tropical aquarium fish hobbyist for over 25 years. I have

several hundred gallons of aquariums in my house. Each fish tank houses

different types of fish from Catfish to Discus to... Zebra Danio's.

MANGROVES

The borders between the sea and the land provide muddy, swampy areas

(often estuaries), in which certain trees - mangroves - plunge their roots.

Mangroves are also the collective name for these tropical regions in Africa,

Asia, and Australia. The water reaches very high temperatures, of 30°C or more,

and the sea water exerts a very strong influence. The salinity is therefore
variable, leading to the presence of fauna specific to these areas. The best-

known occupant of mangroves is the periophthalmus, an amphibious fish which

can develop out of water on account of the form of its pectoral fins.

The brackish water aquarium

This is characterized by water with less salt than the sea, pH values of

between 7.7 and 8, and fairly high temperatures, 26-27°C. The decor consists of

branches and roots, but never rocks. Few plants survive in this type of water,

and only a few species of fish can tolerate it .

TROPICAL SEA WATER AQUARIUMS

The water must be of a very high quality: clear, therefore well-filtered and

oxygenated. It can be natural or reconstituted.

Fishes have been reared in homes for the purpose of eating them. This practice

from an adult, they are a pretty and yet, interesting addition to make your home

look better!

Aquariums are one of the best entertainers when it comes to small kids

and toddlers as well, but just be sure to keep your toddler away from the

aquarium- you dont want anyone drowning, or any fish dying for that matter!

Children often are excited by the prospects of taking care of pets, and the child

can be entrusted with doing small tasks in maintaining and taking care of the

fish form time to time!You can get your kids to feed the fish, and this will not

only give them a sense of responsibility, it will also make them feel important to

themselves and generally around the house. Some extra help while cleaning the

It can be observed that the highest percentage of customers is within the age

group of 18-28 years with 53% where as the age group of 28-38 years is the

second highest category of customers with 31%. The age group of 38-48 years

consists of 13% and the age group 48 and above consists of 3%.
Interpretation

From the above chart it is clear that most of the respondents are of 18-28

years of age.

Analysis

The above table shows the monthly income of the customers of

Gulmarg. It can be observed that the majority of the customers are

under the income group of less than Rs. 10000 which is 52% followed

by the income group of Rs. 10000-Rs.15000 at 20%.The group

earning less than Rs.20000 are at 10% and at last is the income group

of 20000 and above is 18%.


Interpretation

From the above Graph the respondents of the income less than 10,000 is

the highest. Which consists of mainly Students and it’s the good sign for

the company in which the word of mouth plays an important role.

We have observed here that 38% of the customers prefer the quality of
fishes,22% prefer the service provided, 17 % for the effective price and 23%
